What we learned on the contact-center floor
Some 17 million people around the world talk to customers for a living. Customer service runs on them: their work accounts for up to 95% of a contact center’s costs. For a large company, that makes it strategic: customer loyalty is won or lost there, and a share of revenue with it.
Since generative AI arrived, much of the industry has focused on one goal: automate as much as possible and replace the people doing this work. Yet in a late-2025 Gartner survey, only 20% of customer service leaders said AI had led them to cut headcount, and more than half were handling more volume with the same teams. Gartner also predicts that by 2028, no Fortune 500 company will have fully eliminated human customer service.
Anyone who has worked with us knows that since the day we started AlloBrain, we’ve spent much of our time on contact-center floors, alongside agents and their managers. We built the product with them, one iteration at a time. It has become part of how they work: they use it every hour of their shift, and they trust it. Here’s what we learned, and what we built as a result.
1. When it matters, customers want a person
A claim, a dispute, a payment that won’t go through: in those moments, customers expect empathy, and that need isn’t going away. Many people who call want to talk to a person, even when the AI on the other end gets it right. And people will keep doing the selling. Our job is to put the customer’s history, the right answer and the next step in front of agents while the conversation is happening.
2. Full automation runs into legacy IT
To handle a request end to end, AI needs access to the CRM, back-office systems and contract data. In large organizations, those systems were built long before AI, and many aren’t ready for it. Automation can only move as fast as they open up, and until they’re modernized, the promise of 100% automation won’t hold up.
3. Each company finds its own balance
A single customer service operation covers dozens of use cases, and no two need the same mix of AI and people. For an appointment confirmation, AI can lead while an agent keeps watch. For a customer in distress, the agent leads and AI assists.
4. AI and agents work in the same conversation
AI picks up, identifies the customer, understands the request and hands off to an agent. During the call, it supports the agent in real time. It works the other way too: one person can supervise several AI agents at once and step in when needed.
5. What we learn in one conversation improves the next
Every conversation is analyzed to improve automation, coach agents and bring the voice of the customer to leadership. When an answer works for the best agents, the rest of the team gets it the next day.
6. The final decision stays human
AI can prepare a decision, recommend it and carry it out. But companies aren’t ready to hand it that responsibility yet: a refund, an exception or a goodwill gesture has consequences for the company, and someone has to answer for it. So the final say stays with a person. AI handles the searching, the data entry and the paperwork; the agent decides and owns the customer relationship. We believe customer service will stay in the hands of the people on the floor.
What we won’t do
We’ve been an AI company since day one. Our AI agents already handle conversations end to end for our clients, wherever the use case allows. So this isn’t about technical limits. It’s about what we see on the floor, and we only promise clients what we’ve seen work there.
We have no interest in helping companies replace their people. That’s not why we get up in the morning, and we don’t want any part of it.
We’re building AlloBrain from Paris and Riyadh for companies across Europe, the Middle East and North Africa, and for their outsourcing partners: organizations that want to serve their customers better, with their own people.
